A partir de trabalhos realizados sobre Marketing de Relacionamento, que analisaram as relações entre a confiança, o valor percebido e a lealdade, este trabalho teve por objetivo entender o processo de formação de relacionamentos entre empresas e clientes. Mais especificamente, analisaram-se os motivos que fazem as relações entre a confiança, o valor e a lealdade se consolidarem. Por meio de uma análise exploratória de natureza qualitativa, foram realizadas entrevistas individuais e em profundidade no setor varejo de confecções, envolvendo especialistas da área, gerentes de lojas, clientes fiéis e não fiéis para que a análise fosse baseada numa triangulação de dados com a revisão bibliográfica. O segmento de serviços, especificamente varejo de confecções, foi escolhido por ser caracterizado por grande intangibilidade e variabilidade, consumidores vulneráveis e com uma percepção de risco ampliada. Esse é considerado um dos setores do Brasil em constante crescimento, altamente competitivo, e já explorado por autores renomados como Sirdeshmukh, Singh, Sabol (2002). Desta forma, pôde-se considerar um ambiente propício para a investigação do estabelecimento das relações propostas neste estudo.A análise de conteúdo das entrevistas proporcionou um conjunto de achados relevantes para a maior compreensão dos principais motivos que permeiam as relações foco deste estudo. Para a relação entre a confiança e a lealdade, os motivos que se destacaram foram a reciprocidade entre clientes e empregados, a similaridade de valores entre a empresa e o cliente e a redução do risco relacional. Para a confiança e o valor percebido, são apresentados como motivos os benefícios relacionais e a performance do produto/serviço. Já para a relação entre o valor percebido e a lealdade, os benefícios sociais, emocionais e acumulados durante a relação foram os encontrados nas análises das entrevistas. Por fim, são relatadas as implicações acadêmicas e gerenciais dos resultados obtidos, bem como as suas limitações e as novas possibilidades de pesquisa que surgiram com a realização deste estudo. From the work realized about Marketing of Relationship that analyzed the relationship between trust, perceived value and loyalty, this study aimed to understand the process of formation of relationships between companies and customers. Specifically, it examined the reasons that make the relationship between trust, value and loyalty to consolidate. Through an exploratory analysis of qualitative nature, individual interviews and in depth were conducted in the ready-made articles retail sector involving specialists in the field, managers of stores, loyal and not loyal customers, so that the analysis was based on a triangulation of data with literature review. The services section, specifically retail of ready-made articles, was chosen to be characterized by high intangibility and variability, vulnerable consumers and with an increased perception of risk. It is considered one of the sectors in Brazil in constant growing, highly competitive, and already explored by renowned authors as Sirdeshmukh, Singh, Sabol (2002). Thus, it was considered a promising environment to the investigation of establishment of the relations proposed in this study. The content analysis of the interviews provided a number of relevant findings to a greater understanding of the main reasons that permeate the relationship focus of this study. For the relationship between trust and loyalty, reciprocity between customers and employees, the similarity of values between the company and the customer and the reduction of risks in the exchange were the motives that stood out. To trust and perceived value are presented as reasons the relational benefits and the performance of the product/service.As for the relationship between perceived value and loyalty, the social, emotional and accumulated benefits during the relationship were pointed out in the analysis of the interviews. Finally, the academic and managerial implications of the obtained results were reported, as well as their limitations and new possibilities of research that arose with the accomplishment of this study
